Amazon Account Health Rating Now Rewards Strong FBM Customer Service

Amazon is tying Fulfilled by Merchant (FBM) customer service quality to the Account Health Rating (AHR). Sellers who handle their own buyer messages can earn extra AHR points when three insights stay in target. Missing those targets does not, by itself, restrict selling privileges.

If you saw a Seller Central notice around 24 September 2026, treat it as a live reminder on your Account Health dashboard. The three metrics and the “no restriction for below-average performance” rule already appear in Amazon’s Customer Service Quality Insights help. Confirm the point value on your AHR card — marketplace rollouts differ.

Who This Applies To

These insights apply to sellers with FBM orders who provide their own customer service. FBA-only accounts often show N/A, because Amazon Customer Service handles those buyers. Hybrid brands should watch the FBM / self-served message side only.

⚠ Important: This is not a reason to open another seller account. Related-account and Section 3 risk is unchanged by this update.

The Three Customer Service Quality Insights

Amazon’s official names matter. Use these in SOPs, not shorthand that staff might confuse with the standard 24-hour messaging rule.

1. Buyer Contact Rate

Target: under 0.50%

Amazon counts contacts where the buyer wants a refund or replacement because of product quality, fulfilment, or shipping — not a normal change of mind.

Formula: buyer contacts ÷ items shipped

Example: 1 qualifying contact and 10 items shipped = 10% (far above target). The lever is fewer preventable tickets: accurate handling time, tracking that scans, packing that survives the carrier, and listing photos that match the unit in the box.

2. Average Contact Response Time

Target: under 12 hours

This is the average time to respond to incoming buyer messages.

Formula: total response time ÷ messages received

A Monday pile-up after a silent weekend will drag the average even if weekday replies are fast. The older Buyer-Seller Messaging expectation is still within 24 hours, including weekends. The 12-hour figure is the insight target for the AHR bonus. The safer SLA is same-day, seven days a week.

3. Buyer Dissatisfaction Rate

Target: under 4.5%

After a case is marked resolved, Amazon asks buyers: “How satisfied are you with your recent customer service experience?” on a 1–5 scale.

Formula: ratings of 1 or 2 ÷ surveys sent on resolved cases

Closing a thread and going silent is how this metric breaks. Speed without a real refund, replacement, or tracking fix still produces 1–2 scores. Amazon also shows a month-over-month comparison (current four weeks vs previous four weeks) on the insights dashboard.

What “Up to 12 AHR Points” Means

Sellers report a bonus of up to about 12 AHR points when the three standards are met. We have not seen that exact number on a public Amazon help page, so treat 12 as what your own Account Health breakdown displays — not a guaranteed published figure.

Amazon’s published position on these insights:

⚠ This is not the same as “customer service cannot get you suspended.” Order Defect Rate above 1%, ignored A-to-Z claims, inauthentic complaints, and chronic late FBM shipments still can. Extra AHR points are a buffer — they do not cancel an open policy strike.

  • Fix the root cause before closing a support case
  • Monitor the 4-week trend on your insights dashboard
  • Use the free audit if AHR is already in the danger zone

✗ Don’t

  • Open a second account to “reset” FBM metrics — that is how related-account cases start
  • Ignore a low AHR because “the new metric is only a bonus”
  • Give anyone your Seller Central password — we never ask for it
  • Mark cases resolved before the actual fix is done
  • Tell your team the 12-hour target replaces the 24-hour rule

Bottom Line

📈 If you already run a tight FBM inbox, this is a score gift.

If buyer contact rate is high, the bonus will not appear — and the same root causes still feed ODR and claims.
